How to Respond to a Negative Google Review (With Templates)
Your reply is not for the reviewer. It is for the next hundred people who read it while deciding whether to trust you. Here is the structure that works.

Most owners write their reply while still annoyed, and it shows. The reply is public, permanent, and read by people who have no idea who was right — which means the tone of it is doing far more work than the facts in it.
One useful reframe before writing anything: you are not replying to the person who complained. You are replying to the next hundred people who will read that thread while deciding whether to spend money with you. That reader has no loyalty to either side. They are simply watching how you behave when something goes wrong.
The four-part structure
- 1Thank them, briefly and without sarcasm. One line.
- 2Acknowledge the specific thing that went wrong, in their words, so the reader can see you actually read it.
- 3Say what you have done or will do about it. Concrete, not "we will look into it".
- 4Move the conversation off the review — a phone number or email, once, without pleading.
Four sentences is usually enough. A long reply reads as defensive no matter how reasonable the content, and nobody reads past the third line anyway.
What never goes in a reply
- Any suggestion that the customer is lying, misremembering, or was difficult.
- Details about their visit that they did not share — order history, medical detail, what staff said about them. In a healthcare or legal context this is a serious confidentiality problem, not just bad manners.
- Any offer of money, refund or discount in exchange for changing or removing the review. That breaks Google’s policies and screenshots badly.
- A copy-pasted paragraph identical to the one under every other review. Readers notice, and it signals that nobody is actually paying attention.
- Excuses about staffing, suppliers or how busy you were. True or not, it reads as "this will happen to you too".
Template: the order or service was wrong

Note what this does not do: it does not name the staff member, does not dispute the account, and does not promise disciplinary action in public. All three would make things worse for everyone including you.
Template: a review you believe is fake
Say it once, calmly, and report it separately. Accusing a reviewer of lying in public makes readers uncomfortable even when you are right, and readers are the audience.
How fast to reply
Within a day or two is ideal. Fast enough that it looks like somebody is watching the listing; slow enough that you are not replying while angry. If you cannot manage same-day, waiting until the next morning is almost always the better answer.
Reply to the good ones as well
A listing where only the complaints have owner replies tells a reader exactly one thing: this business shows up when it is defending itself. Two words under a five-star review costs nothing and changes that impression entirely.
The stronger long-term fix is a steady flow of ordinary reviews, so no single bad one carries this much weight.

Can I edit a reply after posting it?
Yes. Owner replies can be edited or deleted at any time from your Business Profile, and the reviewer is not notified of the edit.

Google has said it encourages owners to respond, and reply activity is a reasonable signal that a listing is actively managed. Treat the ranking effect as small and the effect on the reader as large.
